Who this is for
This guide is for teams organizing complaint and dispute work across customer support, operations, compliance, risk, legal, finance, product, and counterparties. It is not legal advice and does not define the procedures, rights, deadlines, or outcomes that apply to a specific program.
Decision map
Start with classification without building artificial walls. A customer contact may be a service request, complaint, error, dispute, fraud concern, or several of these at once. The operating model should capture the customer’s words, preserve the original record, apply reviewed routing rules, and allow accountable people to correct a classification.
Then map authority and evidence. The person receiving the contact may not be the person who investigates, decides, communicates a formal response, records a financial adjustment, reviews quality, or manages a counterparty escalation. Each handoff needs a status, owner, required evidence, applicable timing, communication boundary, and audit trail.
Roles and dependencies
Support and operations teams work within approved procedures. Legal, compliance, risk, finance, product, and other accountable reviewers retain decision authority for their domains. Banks, processors, networks, and vendors retain their respective responsibilities; Chisel does not replace any of them.
Questions to ask
- Can an intake record preserve the customer’s issue before classification changes?
- Who investigates, decides, communicates, adjusts records, reviews quality, and escalates?
- Which evidence and timing requirements apply to this product and program?
- How are partner handoffs and customer updates kept consistent?
- Where do recurring issues become product, control, training, or relationship decisions?
